EXECUTIVE SUMMARY
Present study is conducted in order to understand the outstanding
practices of the business that helps the organisation to achieve its goals with
effective marketing strategies. From the report it is been analysed that with
respect to leadership, strategies, people, partnership and resources etc. Gray
line Scotland and Butterfield and Robinson having some of its strength and
also have some points that need to be improved. Quality Scotland has to
adopt EFQM model as it is very beneficial to identify the strength of the
organisation and also about the facts that are needed to be improved.
INTRODUCTION
Business Excellence basically refers to the outstanding practices in the
business with respect to the management of the company for achieving
different goals of the business. For having excellent business activities

process(Metaxas, Chatzoglou and Koulouriotis, 2019). Present study is based
on two organisation in the Scottish tourism sector that is Gray Line Scotland,
Butterfield and Robinson. Gray Line Scotland is a long standing tour company
chain that is offering different types city tours with the help of buses
throughout North America founded in the year 1910 by Louis refurbished. On
the other hand Butterfield and Robinson is the company that is world's
premier active travel and is designing incredible, immersive and experiential
journey in most of the places of the world. It was founded in the year 1966
by George D.B. Butterfield. Report will include the strength and areas of
improvement these two companies usually have against the eight basic
fundamental concepts EFQM Business Excellence model describes. Report
will also include sustainable relationship of Gray Line Scotland with their
partners and suppliers. Report will also identify whether Gray Line Scotland
is able to manage its building, equipment and resources in a sustainable way
and the knowledge and information that are managed to support their
decision making effectively. Report will further include the key processes

required by Gray Line Scotland in order to deliver their strategy and about
there new and innovative products and services. At the end report will
include effective management of Gray Line Scotland with respect to their
customer relationship.

EFQM Excellence Model is a non-perspective framework that is based
on the respective nine criteria. The Five criteria among these Model are
Enables while four are major results. Enable criteria basically covers what the
respective company is doing and the way it doing the same(Escrig-Tena,
Garcia-Juan and Segarra-Ciprés, 2019). On other side the major Results
criteria covers what the respective organisation achieves overall. Results are
mainly caused by the Enablers and they are making improvement using the
respective feedback.

All the Excellent organisations are having the respective leaders that
are shaping the futures of the firm and are acting as a role models for the
values and ethics in order to inspire the trust of the people. Leaders role is to
develop the mission and vision of the company and also to engage with the
respective external stakeholders.

adopting effective policies and processes in order to manage effectively and
for the same company is building sustainable relationship with their partners
by having mutual trust and openness with them.
In Gray Line Scotland Buildings, equipments and material are managed
in sustainable way with the help of effective strategies(Asadi and Gilaninia,
2016). Company is using sustainable tourism approach with the help of
which they are preserving biological diversity and are maintaining life
support systems. Company is aware about its key assets and is segmenting
them. Company is using different tools in order to maximise its assets.
Organisation is spending time and money to keep their facility operating
efficiently. They also have their focus on risk evaluation and reduction that
helps in maximizing the return on the assets and investments.
In the organisation, data, information and knowledge are managed
effectively but company is feeling challenge to manage both the tacit types
of knowledge in an integrated and coherent manner but is able to manage
the explicit types of knowledge in the firm. Company is using data and
information in the current performance in order to identify opportunities for
brining innovation in the firm.
Processes, products and services of Gray Line Scotland
Company is designing, managing and making improvement in the
respective processes, products and services in order to increase their value
in the eyes of the customers. There are different frameworks of key
processes for which company is making efforts in order to develop, maintain

required to deliver their strategies and it mainly includes Engagement of the
employees and having effective communication in the firm. Company is

Gray Line Scotland always come up with new ideas into reality with the
help of innovation processes and these processes are usually meant to
develop products and services in order to have optimum value for the
customers. Company is able to create value for their customers by
developing new and innovative products and services that can also bring
competitive advantage for the company. Although there is requirement of
improvement with respect to market research, customer surveys and have to
aim at enhancing the product and service portfolio(Akyuz, 2015).
Company is able to manage its customers by having proper
understanding with them. They are taking the feedbacks of the customer so
that they can bring effective change in the firm. But there is requirement of
improvement in the complaint handling and customer service and support.
There is requirement to have focus on the service needs of customers and to
seek continuous feedback.
RECOMMENDATION
Quality Scotland has to adopt EFQM model as it is very beneficial to
identify the strength of the organisation and also about the facts that are
needed to be improved. Tourism industry is generating the around £12
billion of economic activity in Scotland. It contributes about £6 billion to
Scottish GDP. In order to increase the GDP growth Quality Scotland has to
work on the factors that are needed to be improved so that company can
work effectively in bring changes to the organisational activities.
Organisation have to set benchmarks so that respective changes can be
brought in the firm. There is need of creating culture of creativity in the firm.
There is need of market research in order to expand the business
effectively. Customer surveys and complaint handling can helps in building
customer relationship. There is requirement of improvement in the Training

and development activities of the business and improvement of technology
is the important part to take the tourist business ahead.
CONCLUSION
From the above study it is been concluded that there are different
strength and areas of improvement of both the organisation that is
Butterfield and Robinson and Gray Line Scotland against eight fundamental
concepts in EFQM business. These eight concepts including Business Results
are Leadership, Strategies, People, Partnership and Resources, Processes,
products and services, Customer Results, People Results and Society Results.
Further report concludes that Gray Line Scotland is having sustainable
relationship with their partners and suppliers. In Gray Line Scotland
Buildings, equipments and material are managed in sustainable way with the
help of effective strategies and the organisation is also managing the data,
information and knowledge effectively. Gray Line Scotland is designing,
managing and making improvement in the respective processes, products
and services and always come up with new ideas into reality with the help of
innovation processes. At the end report concludes that Company is able to
manage its customers by having proper understanding with them.
